Customer Service Shift Handover Template and Checklist

Use a consistent handover record for the customer request, current status, promised follow-up time, risks, and the person responsible for the next action.

Customer service handovers are most afraid of just writing "if there are any questions, follow up". The next customer service agent cannot see the background, commitment and next step, and can only ask the customer again, which not only affects the experience, but also easily misses important matters.

1. The handover record contains at least six pieces of information

  1. Customer or order ID.
  2. Customers’ current demands.
  3. Verification and actions completed.
  4. Information is still missing.
  5. Feedback time has been promised to the customer.
  6. Responsible person and specific actions for the next step.

2. Record facts, not vague judgments

"Customers are hard to communicate with" doesn't help the person taking over. It can be changed to "The customer requested to confirm the refund arrival time before 18:00 today, and has inquired about the progress twice." The more concrete the facts are, the easier it is to decide on next steps.

3. Write down the degree of urgency clearly

There are three types of marks: must be processed immediately, completed on duty, and waiting for external feedback. Issues involving payment, account security, public complaints, or issues that have exceeded the promised time should be reminded first.

4. Send necessary customer notifications before handover

If the issue is handled across shifts, you can tell the customer the current progress and when the next feedback will be, but don't stress about internal shift changes. What the customer cares about is whether someone continues to be responsible for the problem.

5. Confirm high-priority matters first after taking over

The takeover should quickly check committed times, outstanding actions, and risk flags, confirming with the previous shift if necessary. Update the status after completion to avoid the same matter being processed repeatedly by multiple people.

Make the handover fields into a fixed format and save frequently used instructions as quick replies, so that different shifts can use the same recording method.
